AI agents in a contact center, without losing the customer
A contact-center agent is a front line. Disclosure, handoff, and the systems it may touch matter more than the demo conversation.

Contact centers are where enterprises meet the promise they made in the product. An agent that speaks to a customer there is not an internal productivity toy. It is the service. The failure mode is not a clumsy sentence. It is a customer who cannot reach a person, a promise the company did not authorize, or a record that no longer matches what was said.
S·CORP designs these agents as part of the operation, with the same seriousness as the queue, the quality program, and the identity of the employee who used to handle the call. The model is the least interesting part of that design.
Choose the conversations you are willing to finish
List the intents the center already recognizes. Password help, order status, a claim status that is already on the screen, a billing question with a single answer in the policy. Those are candidates because the company has already decided what a correct answer is. Open-ended complaints, vulnerable customers, disputes, cancellations that carry a retention offer, and anything that changes coverage or the commercial terms of the account are not candidates for an unattended agent. They are candidates for an agent that prepares a file and a person who decides.
Write the list down and have the head of customer experience sign it. A signed list is a scope. A workshop mural is not. When a new intent appears in production because the model was "helpful," that is a defect against the list, not a pleasant surprise.
For each intent in scope, name the system that holds the answer and the fields the agent may read. Order status from the order system. Claim status from the claim system. Do not let the agent infer a status from a stack of old emails if the system of record is available. Inference is how a center invents a promise.
Disclosure and the path to a person
The customer should not have to guess. Say that they are talking to an agent of the company, in the language of the conversation, at the start. Say what the agent can and cannot do. Give a way to reach a person that is a normal action, not a hidden command. Test that path when the queue is long, because a handoff that only works in a demo is not a handoff.
This is also a privacy moment. The customer is about to say things they would say to a person. Under the GDPR, where it applies, the center needs a basis for that processing and a way to honor access and deletion without hunting through a vendor's trace store. Tell the customer where a deeper notice lives. Do not paste the entire privacy policy into the greeting.
Recording rules do not disappear because the other party is software. If the center records calls or chats, the agent channel follows the same rule, including the notice the jurisdiction already requires. Transcripts are customer data. Access to them is a privileged job, not a default for everyone who can open the orchestration tool.
The agent must use the same systems the agent-human uses
A contact-center agent that keeps its own memory of the customer will drift from the CRM. Write back to the system the human agents already trust, in the fields they already use, with an author that makes the automation visible. "Updated by agent" is acceptable. A note that looks like a person typed it, when a person did not, is not.
Identity of the customer is a security control, not a conversational flourish. Do not let the model decide that the caller is authenticated because they sounded sure. Authentication stays in the mechanism the center already uses. The agent receives a result: authenticated for these intents, or not. If not, the conversation stays inside what an unauthenticated person is allowed to hear, which is usually less than teams expect.
Payments are the sharp edge. A card number does not belong in the chat, the prompt, or the log. Hand the payment to the page or the IVR that is already in scope for PCI DSS. If the product design "needs" the number in the conversation, the product design is wrong.
Quality is a sample, not a feeling
The center already scores calls. Extend that program. Sample agent conversations against the intent list, the disclosure, the handoff, and the accuracy of what was written back to the CRM. Score them with the same rubric language supervisors already know, plus the new defects: invented policy, skipped authentication, refused handoff, data from the wrong account.
Publish the sample method inside the company. Do not publish a vanity percentage to the market. The number that matters to the operator is whether the defects they fear are present in the sample, and whether the next week's sample got better after a specific change. That is operations. It is not a case study.
OWASP's treatment of improper output handling matters here. The agent will produce links, instructions, and sometimes HTML. Treat that output as untrusted before it reaches a customer or a downstream system. A summarized policy that contradicts the policy system is a defect even if the tone was warm.
Rollout is a staffing plan
An agent that deflects volume changes the work left for people. The work left is usually the harder work. If the plan does not say what those people do, how they are scheduled, and who listens to the hard calls, the center will feel the automation as abandonment. Put the workforce plan in the same document as the intent list.
Start on one intent, on one queue, with a supervisor who can pull the agent off the queue the same day. Keep the previous process available. Review the first days with the people who hear the customers, and with someone who owns the data the agent read. Expand the intent list only when the sample says the current list is boring. Boring is the goal.
Agencies running service for a client have an extra duty. The client owns the customer relationship. The agent, the disclosure, and the data path have to be something the client can explain to their own customers and their own regulator. If the statement of work does not say that, the statement of work is the thing to fix first.
